Love brand: la personalización de la marca y éxito del engagement

Abstract

Este trabajo analiza qué factores explican el apego emocional de los huéspedes con los hoteles a partir de 416.032 reseñas de TripAdvisor en Londres, Nueva York y Shanghái. Para ello, se construye el Love Score, un indicador que combina la valoración numérica del cliente, el tono emocional del texto y la presencia de señales de lealtad. Mediante un modelo de tópicos (LDA) se identifican ocho tipos de experiencia, agrupados en cuatro categorías: emocional, funcional, mixta y friccional. Los resultados muestran que el tipo de experiencia tiene mayor impacto en el apego emocional que la categoría del hotel. En particular, las experiencias relacionadas con el trato humano y el entorno generan más vínculo que los atributos puramente funcionales, mientras que la fricción administrativa lo reduce de forma significativa. Además, el análisis confirma que la relación entre satisfacción y apego no es lineal, y que el tipo de experiencia aporta capacidad explicativa adicional incluso cuando se controla por la valoración numérica. En conjunto, los resultados sugieren que la clave para generar apego emocional no está solo en ofrecer un buen servicio, sino en diseñar experiencias que conecten con el huésped.
This study examines the factors that drive emotional attachment between guests and hotels using a dataset of 416,032 TripAdvisor reviews from London, New York, and Shanghai. To operationalize this concept, a composite indicator called the Love Score is developed, combining customer ratings, textual sentiment, and explicit signals of loyalty. Using Latent Dirichlet Allocation (LDA), eight dominant experience types are identified and grouped into four categories: emotional, functional, mixed, and frictional. The results show that the type of experience has a stronger impact on emotional attachment than the hotel category itself. Human interactions and the surrounding environment generate higher levels of attachment, while administrative friction significantly reduces it. The findings also reveal that the relationship between satisfaction and emotional attachment is not linear, and that the type of experience provides additional explanatory power beyond numerical ratings. Overall, the study suggests that building emotional attachment in the hotel industry depends not only on delivering quality service, but on creating experiences that meaningfully connect with guests.
